Email responses by customer aren't displayed in the request

Hello Community,
What I want to have is a worklfow like this: customer creates a request > agent assigned, replied > customer gets a mail > customer replies in the mail and it's displayed in the request.
However, I can't set up Jira to achieve the last point. I tried to create a mail handler but it doesn't work.
Is it possible?
