A request comes into the queue. Two agents open it within a minute of each other. Both read it, both start typing a reply, and the customer gets two answers, or one agent reassigns a request the other has just picked up. If you run a service desk on Jira Service Management, you have probably seen this. It's one of the most asked questions here in the Community, usually from teams who moved over from another help desk tool.
This article covers what Jira does natively, the usual workarounds and where they stop, and an app I built for the gap. Disclosure up front: I'm the developer of that app.
What Jira tells you today
- Some changes appear on the open page by themselves. Jira updates the work item view when a status or assignee changes, often after a short delay. Other changes, depending on the view, only show after a refresh, which is why "I didn't see the comment" still happens.
- Nothing tells you that someone else changed it. When the page does update, it doesn't say who changed what. If you were reading the description or writing a reply, you can easily miss it.
- Nothing shows who else is looking. Confluence shows who is viewing a page. Jira doesn't show who else has a work item open.
Both gaps have long-running suggestions: JSDCLOUD-433 (warn the user if the ticket has changed, 400+ votes, open since 2014) and JRACLOUD-80241 (show who is viewing or editing a work item). Voting for them is worthwhile.
The usual workarounds
- Assign before you start. Make "Assign to me" the first click, and only work on requests assigned to you. This is the most common advice and it works well when people follow it.
- A "claimed" status. Add a status such as "Investigating" so the queue shows which requests someone has picked up.
- An automation rule that adds an internal comment when the assignee changes, so others notice.
- Who's Looking for Jira Cloud, a free app from Atlassian Labs, shows who else is viewing a work item.
Where these stop: some requests need a quick look or a discussion before anyone takes them, so "assign first" doesn't fit. And none of them tell you that the request changed while you had it open.
What I built: Live Change Alerts for Jira
Live Change Alerts for Jira adds two things to the work item view in Jira and Jira Service Management:
- A pop-up when someone else changes the work item you have open. It names who made the change and what changed: assignee, status, fields or a new comment. This includes changes made by automation rules, which show as "Automation for Jira".
- A "Who's Also Viewing" panel that lists who else has the work item open right now, with a short pop-up when someone opens it or leaves.
It works on requests opened from a JSM queue as well as in the full work item view. Jira admins can turn it off for the site or per project, and each user can turn single alerts off for themselves. It runs entirely on Atlassian Forge, with no external servers.
What it doesn't do: it doesn't lock work items or block edits, doesn't refresh the page for you, and doesn't show who is typing. Alerts appear only while the work item is open in your browser; it doesn't send emails or mobile notifications.
Over to you
How does your team avoid stepping on each other's requests? If you use a workflow trick or automation rule that works, please share it below. Questions about the app are welcome here too.
