When we talk about Jira Service Management performance, SLAs are usually one of the first things we look at.
Did the team respond within the target?
Was the request resolved on time?
Are SLA goals being met consistently?
But there’s another side of service performance that can be easy to overlook: how the employee actually experiences the service.
A request can be resolved within SLA and still leave the employee frustrated. Long waiting periods, repeated follow-ups, unclear communication, or simply not knowing what is happening with a request can all affect the overall experience, even when the numbers look healthy.
This made me curious about how we could look beyond traditional SLA metrics in JSM and bring employee experience into the picture.
One approach is to combine operational data from Jira Service Management with experience-focused feedback, so teams can look at both sides:
- What is happening with the service? → response times, resolution times, SLA performance, request volumes
- How is the service being experienced? → employee feedback, satisfaction, sentiment, and experience trends
